As I think about corporate learning in 2010, five words come to mind:
Social: If the 90’s were the “e” decade: e-learning, e-libraries, look for 2010 to be the “s” decade: social learning and social networking. When the word “social” is applied to learning it means: learning which is collaborative, immediate, relevant and presented in the context of an individual’s unique work environment. In the context of social networking, social learning becomes less about learning and more about how efficiently and effectively you can impact the business by increasing the frequency of innovation, shortening the time to competency and decreasing errors.

Information use on the move is a report from Keren Mills of the Arcadia Programme based at Cambridge University Library. With an eye on developments in mobile technologies and increased adoption, there is concern to assess the requirements, avoiding the expenditure of considerable resources before there is a real need.

The analysis and recommendations of the report are rooted in a survey carried out by the Arcadia Programme, in which staff and students from Cambridge University and Open University were questioned about their use of mobile phones. In the survey, most respondents said that they currently use their phones primarily for phone calls, SMS and photos. Only a small number had read e-books or journal articles on their mobile phones – for example, 91.5% of Cambridge students have never read a journal article on their mobile phones, and there’s a similar (slightly higher) figure for reading eBooks.

I can remember when I first thought seriously about Twitter. Last March, I was at the SXSW conference, a conclave in Austin, Tex., where technology, media and music are mashed up and re-imagined, and, not so coincidentally, where Twitter first rolled out in 2007. As someone who was oversubscribed on Facebook, overwhelmed by the computer-generated RSS feeds of news that came flying at me, and swamped by incoming e-mail messages, the last thing I wanted was one more Web-borne intrusion into my life.

Worth noting is the chart below from Marketing Sherpa’s Social Media Marketing Benchmark Report. It assesses the effectiveness of various activities versus the time and effort it takes. Blogger relations is seen to have the biggest impact, but just like with offline media relations it’s not an easy hit.

According to Marketing Sherpa:

“The most effective tactic shown in the chart above – blogger relations – is used by far fewer organizations than less effective tactics primarily because of the effort required. This focus on “fast and easy” versus effectiveness is a problem that is far more prevalent with organizations in the trial phase of social marketing maturity than with more advanced social marketers working from a strategic social marketing plan.”

In a post I wrote called the A-Z of social media for brands I decided that P stands for Policy. I’m not one for too many rules and regulations, but it is a good idea to define some clear guidelines to help staff (especially novices) to do the right thing.

So let’s take a look at some real world social media policies and guidelines as used by companies. Zappos does a great job of summing it up in seven words, but the detail is also important and there are some fine suggestions here

Crazy to realize that one of the great names in my field of expertise lives in my near neighborhood. And that the distinguished author of my favorite wine books ( but also favored by Robert Parker) came from the same neighborhood.

What to expect in 2010 or what are my primary concerns as a manager of a contact center operation?

In this blog I promote the concept of collaboration and innovation as the only way out of this crisis.

Embracing the concept of innovation, as an operational manager I generally think about technology – new and beneficial systems or applications that are introduced into our operating environment.

As a Contact center managers in health insurance with tight budgets, I can not depend on vendors to deliver continuously improved technology.

For many of my peers in the Dutch contact center industry it seems to be the only effective way to reduce their budget while improving the customer experience and service quality. So I assume that in this year we see many system enhancements find their way into Dutch contact centers, particularly emerging analytical solutions – speech and real-time analytics, customer experience analytics, desktop analytics and possibly even predictive analytics.

Technology was the Enabler

Technology was always critical enabler for contact centers; complex operating environments require systems to help them handle millions of yearly transactions. However, more and more my personal belief is that true innovation is driven by the changes that organizations make to their mission, culture and approach with regard to collaboration.

I expect 2010 to be the beginning of a major shift in the service world.

For the past ten years, the market has discussed the need for for technology and rigid process management.

In this decade contact centers leadership will transform into people motivators, exploiting and exploring the staff´s competences, capabilities and knowledge. Up to now I have seen little movement in this direction besides some noteworthy initiaves which often have varied in their commercial success.

Managers Will Be Asked To Do More

It is a hard fact.

Due to the recession, even 2010 will be a tough year for the leadership of many contact centers.

Enterprises of all sizes will have to invest into the human resources to improve the customer services (and in the post-depression area a mediocre customer service will no longer be tolerated. And if it occurs, social media will amplify the bad experience).

As a result of an stringent budget discipline the operational management will focus on outliers. Agents that are not within the bandwidth requirements with regard to quality, costs and flexibility receive special attention and when necessary appropriate steps (if HR cooperates) will be undertaken.

The contact center is ideally positioned to identify opportunities as a result of the changing working force. The requirement of the Facebook Generation and the business requirements of the service organization have to be aligned.

The contact center leadership can take on a more prominent active role with regard to talend management only if they are empowered by senior management and supported by HR .

The first step in this transition will be a change in annual goals, which will include assigning contact centers customer soft hr related. If my contact centers are successful in achieving these goals in 2010, there will be no going back, even after the economy recovers. To adapt to the massive structural changes in the contact center environment, contact centers will have to make major changes in fundamental aspects of their culture, including goals, responsibilities, staff, training, rewards and recognition, key performance indicators, people processes and hr/systems.

The Happiness Project – A New Year’s Resolution

Over the past day, as our family made our way back from Buenos Aires, I read a new book called The Happiness Project. The author of The Happiness Project is Gretchen Rubin and I met her last year (the one that ended yesterday) as she was finishing the book and building an audience for it on The Happiness Project blog.

It’s a great time of year to read a book like this. I consider myself a very happy person. I love my job, I’ve got a great wife/partner in the Gotham Gal, my kids are wonderful, and I have been able to build a life where I can do most anything I want to do. And yet, I got many excellent ideas on how to be happy/happier from this book.

Basically Gretchen decides one day a few years ago that she could be happier. She undertakes six months of hard core research into happiness, then spends a year putting all that she learned into practice. And, of course, she comes away from that year a happier person.

I hope many of you choose to pick up this book and read it. It took me less than a day of on and off reading to get through it so it’s an easy read. Gretchen’s an established author and she writes in a flowing easy way. You’ll get lots of practical tidbits on things you can do to become a happier person.

The thing I liked most about the book are Gretchen’s "Four Splendid Truths" which she discovers one by one throughout the year she practices happiness. Gretchen outlined them on her blog earlier this year and they are:

First Splendid Truth
To be happier, you have to think about feeling good, feeling bad, and feeling right, in an atmosphere of growth.

Second Splendid Truth
One of the best ways to make yourself happy is to make other people happy;
One of the best ways to make other people happy is to be happy yourself.

Third Splendid Truth
The days are long, but the years are short. (click the link to see my one-minute movie)

Fourth Splendid Truth
You’re not happy unless you think you’re happy.
corollary: You’re happy if you think you’re happy.

I can see myself adopting these, particularly the first two in my daily life. My dad once told our family that he realized that making my mom happy made him happy. I always like that advice and I am going to try to do it myself (my new year’s resolution).

I’d like to end with a few words on Gretchen’s adoption of blogging and social media during her happiness project. In the second month of her twelve month program, she decides to start a blog. It becomes the Happiness Project blog. She figures out how to set up a TypePad account, she decides to blog six days a week religiously, and she starts using Facebook and Twitter. That’s how I met Gretchen. Her husband, who is featured prominently in the book and who I’ve known for a dedade, emailed me last summer and said "my wife Gretchen is getting totally into this social media stuff and I wonder if you might give her some advice". We met for lunch and I gave her a bunch of advice, but was impressed at how much she had already figured out on her own. My best contribution to her social media toolbox was Nathan Bowers, who redesigned my blog and hers last year. Like the old AVC, the Happiness Project blog had become cluttered with widgets and was in need of a facelift.

But regardless of how she used social media, it is featured prominently in the book. Every chapter after she starts blogging is filled with comments from her readers outlining the ways in which they adopt the core techniques differently than she did. It gives the book a completely different feel. Instead of reading about how Gretchen gets happier, you read about how lots of people get happier in their own words.

And she built an audience for the book in advance. I did some rudimentary web metrics yesterday afternoon and its hard to tell with blogs, but I believe the Happiness Project blog has about 2/3 of the monthly audience this blog has. That would put it somewhere around 75k to 100k readers every month. Her twitter has almost 14k followers and she has about 1,800 friends on Facebook.

And guess what? The book’s been out a few days and is currently number 30 on Amazon’s list of bestsellers and number 15 on Amazon’s list of "hot new releases".

So let’s all buy her book , get a bit happier, and show that social media can put an author at the top of Amazon’s bestseller list. That would be a great thing to see.
